Tech Support then - and Now Before CIAC and ON-SITE The reservation system is not working. Your neck is on the line. Your vendor did some kind of database upgrade they said wouldn’t make any difference, but it must have changed something important. You call your vendor’s support line and listen to hold music. You can feel your blood pressure rise. You finally get through to the technical support representative (TSR). He’s listens—impatiently, it seems to you—while you explain what you’re seeing on the screen, and confirms that data base changes could result in exactly the error you are seeing. Unfortunately, to get to the bottom of the problem, he’s going to have to get a bunch of configuration files and settings from your system to try to replicate the error on his machine. “Take careful notes,” he says. “The procedures for getting the information I need are a little tricky, and I need to get it all before I can start debugging. Ready? First right click on ‘Properties,’ then find the ‘Advanced’ tab, then… Ten minutes later, you screen is full of notes telling you how to get all the information he needs, and he’s promised to call you just as soon as he gets your email with all the settings. You work through arcane menus you get the feeling you were never meant to never see. A half hour later, you send him an email with many attachments and sit looking expectantly at the phone. You check your watch, and see that only five minutes have passed since you checked last. Twenty minutes later, the phone rings again, and you answer it immediately. “Whoops!” the TSR starts. “We forgot about the database DLL versions. I’ll need those, too, to recreate your system. Ready to take more notes?” You sit back in your chair, increasingly certain that your customers are going to continue seeing an error message when they try to make their online reservations. She asks you to look at a few things for her and then says, “It might be quicker if I ‘drive’. You watch while I explain what I’m doing, in case you ever need to look at this stuff again.” You click “OK” again and look at your screen, encouraged and interested, as the TSR steps you through her debugging process and figures out the exact configuration change that is needed. “Well, it looks like that’s all taken care of. Anything else I can help you with today?” “No, thank you!” You sit back in your chair, relieved, and then watch the status monitors as reservations start being processed again.

Thin-client computers — inexpensive terminal-style machines — were promoted a decade ago as replacements for personal computers and desktop software mainly by Microsoft’s rivals, like Oracle’s Larry Ellison and Sun’s Scott McNealy. But the thin-client market never took off, as the networked devices could not really substitute for PC’s. But Hewlett-Packard’s $214-million purchase of Neoware, a thin-client maker, points to a second act for the thin-client market. The acquisition is a consolidation move by HP, the No. 2 thin-client maker, taking out No. 3, Neoware. In short, the world’s largest PC Company is acknowledging this an emerging market it cannot ignore. No. 1 is Wyse. What is different this time? The software, networking and user experience for server-based computing delivered to individuals has improved considerably. Virtual software versions of Windows desktops can be streamed to thin clients, including audio and video. There are even notebook thin-client machines these days. PC’s are power-hungry, so they increase energy costs and may contribute to global warming. Server-based computing has big security edge over PC’s. “All these pieces are falling into place, and all the big guys are looking at this, both vendors and corporate customers,” said Bob O’Donnell, an analyst at IDC. Thin-client shipments, estimates IDC, will increase 20 percent annually to reach 7.4 million worldwide by 2011. Tarkan Maner, chief executive of Wyse, the No. 1 thin-client company, thinks the growth could well be much faster. Another force fueling the market this year, he says, is Microsoft’s Vista — as corporate customers begin looking at another costly upgrade in PC hardware to accommodate the new operating system. “Vista is a major catalyst,” Mr. Maner said in an interview today. “It’s made corporate CIO’s rethink their desktop strategies.”
